Adding chat to a store sounds simple, and in a technical sense it is. The choice is the hard part. You install an app, a bubble appears, and customers can ask questions. The difficulty arrives later, when the questions are real: a late parcel, a wrong size, a return outside the window. A good live chat app handles those moments well. A weak one makes them worse. Here is how to tell the difference before you install.
Most stores compare chat tools on price and design. Both matter, but neither tells you how it behaves on a bad day: a delayed shipment, a flood of questions after an email campaign, or a customer who writes in a language your team does not speak. Plan for those days, because they are when chat earns its keep, and a tool that copes only on quiet days is not much help.
Start With Who Will Answer
There are three ways chat can be staffed, and most stores end up with a mix.
- You or your team, live. Personal, but only during working hours.
- Automated replies. Fast and always on, but limited by the script.
- An AI agent with human backup. Handles routine questions at any hour and escalates the rest.
Be honest about your hours. If customers write in while you sleep, a chat window that says "we are offline" is a missed sale. Our guide on after hours sales explains why those hours matter.
What to Look For in a Live Chat App
Use this as your evaluation list:
- Live order data. Can it check an order and carrier status?
- Policy handling. Can it apply your returns and exchange rules?
- Handoff. Does a person get a summary, or does the customer start over?
- Languages. Does it cover the places you ship to?
- Channels. Does it work on your store and the messaging apps your customers use?
- Control. Can you review conversations and change the rules?
Any option that struggles with the first three will push more work back to you.

Test It With Real Questions
Before you commit, write down ten real questions from your inbox and run them through the app during a trial. Include a mix of easy and awkward cases:
- A where is my order question.
- A return request just outside the window.
- A sizing or product question.
- A message in another language.
- An upset customer.
Score each answer for accuracy, tone and whether it followed your policy. Watch for wrong answers delivered with confidence. Keep notes as you go, because a side by side score is far easier to trust than a general impression. A good app says "I will pass this to the team" when it is unsure.
Think About Total Cost
A monthly price rarely tells the whole story. Count the hours you will still spend answering questions the app could not handle, and ask what limits apply to conversations or features. A slightly higher price that clears most of your inbox can cost less than a cheap tool that only answers greetings.
Also check what you can change yourself. You should be able to read past conversations, correct a wrong answer, and update the rules when your shipping times or returns policy change. If every adjustment needs a support ticket to the vendor, the tool will stray from how your store really works.
Finally, look at how the app behaves during busy periods such as sales and holidays. Volume spikes are exactly when staff chat falls behind, so ask whether coverage holds up when ten customers write in at once, and whether the handoff queue stays manageable for your team.
